Overview
The support ticket is the unit of tracking: it should explain what the customer is asking for, who is handling it, and what is preventing resolution. In a support center with several channels, it is easy to create more than one ticket for the same issue, so define identification and routing rules before adding automated responses. The knowledge base can resolve recurring questions, while an issue requiring account access should go to someone with the right permissions. Check that a Closed status reflects an actual resolution, not just a message sent.
Features
- Support ticket and channel management
- Knowledge base and self-service tools
- AI agents, routing, and service analytics
Business uses
- Routing an issue by product and urgency
- Combining the handling history for an inquiry received again by email and chat
Getting started
- Choose request types and statuses, then enable the rules for a test queue.
- Open requests from two channels about the same issue and check which queue and owner they reach under your rules.
- Transfer a ticket from an agent to a specialist team and back, and check that the history, status, and ownership remain clear throughout.
What to check
- Check which AI capabilities, reports, and channels are included in the plan and which require add-ons.
- Verify that automation does not mark a request as resolved before the issue has actually been addressed.
