Help Scout: messaging features and setup

A customer service platform focused on customer conversations and teamwork. It combines context, work views, and AI tools without separating the response from the information an agent needs.

Overview

Work views should help agents choose the next ticket, not just display an archive of messages. In a pilot, you can separate new conversations, conversations missing information, and conversations requiring a decision. When using an AI summary, agents need to be able to return to the original messages and identify details the summary left out. This preserves the benefit of context without making a short summary the only source used to serve the customer.

Features

  • Shared conversation inbox
  • Views and workflow rules for organizing the queue
  • Summaries, editing, and AI capabilities for service

Business uses

  • Sorting service emails by request type and owner
  • Preparing a summary of a long conversation before an agent handoff

Getting started

  • Import a small queue and define views that reflect actual work.
  • Create a view for requests awaiting a team response, then add a new conversation and one that has already been answered for comparison.
  • Summarize a long test conversation and compare the summary with the messages themselves, especially the date, product, and commitment made to the customer.

What to check

  • Check which channels and integrations are needed beyond email support.
  • Compare an AI summary with the original conversation before relying on details about commitments.
