Freshworks’ customer service platform for managing tickets with agents and AI capabilities. It brings customer context and handling workflows together so automation and human teams can work in the same queue.

Overview
In a shared service queue, distinguish between a message that has arrived and a ticket awaiting action from the team. Customer history provides context, but it does not replace a clearly assigned owner. Choose a pilot ticket type for which you can define a response and a completion criterion, then add AI assistance. When an agent uses AI assistance, they should check that the wording fits the specific case and does not repeat a generic answer from a similar one.
Features
- Customer service workspace with customer history
- AI agents for service requests
- AI assistance for agents and workflows
Business uses
- Handling recurring service emails about known questions
- Reducing the time agents spend gathering context before responding to a customer
Getting started
- Start with one email queue and choose a scenario with a clear resolution that can be checked.
- Send the test queue one request with an order number and one without the required detail, then check how the team distinguishes between them.
- Try an AI-generated reply against the ticket history, edit it, and send it only to the test recipient. Confirm that the handling remains documented in the same ticket.
What to check
- Check the differences between Freshdesk products, AI add-ons, and other products in the Freshworks suite.
- Measure tickets that are reopened, not just the number of automated replies.
